Consider a shopper asking about fit before placing an order. If a teammate is available, joining the conversation makes sense. A return exception sent late at night may be better handled the next working day, when the person authorized to approve it is available.
Decide where those requests should land. A shared support address may work better than the owner's personal inbox if another teammate covers days off. Write down who checks it, who replies, and how they signal that the request has been handled.
Keep the initial workflow small. You do not need to move every support channel on day one. Start with the store's website chat and follow one request all the way through to a reply.

Set the destination, then define the handoff rules
Start in AI Training → Prompt and Tools. Before writing those rules, make a short list of requests your team already handles differently:
- A customer explicitly wants to speak to someone.
- A return falls outside the store's standard policy.
- A product question needs information that is missing from the product page.
- A shopper asks for a delivery guarantee the store needs to verify.
These are suggested starting points. Replace them with situations that happen in your business. “Escalate difficult questions” is less useful to your team than a clear description of the decision that requires approval.
Also decide what the customer should provide. For a product question, the product name and the question may be enough. For an order issue, follow your store's identity-checking process. Aim to give the next person enough context to help without asking the customer to repeat the whole story.
Make the after-hours message useful
Tell customers how they will hear back and when your team expects to review the request. That is particularly helpful if a shopper would otherwise leave a chat window open waiting for a live reply.
A store might say that the team will follow up by email on the next business day. If that is your approach, check how you collect the email address and what “business day” means during weekends and holidays.
Think about busy periods within opening hours, too. Being open does not always mean someone is watching chat. Decide who checks escalations while the rest of the team is shipping orders, and make the customer-facing message match that coverage.
When hours change, review the places where they appear: your contact page, support content, and handoff instructions. Keeping them consistent makes the process easier for both shoppers and staff.
Test three complete conversations
A successful test ends with the right person replying to the customer. Use these suggested scenarios during the trial, with a teammate checking the receiving side:
- Ask to speak to a person during staffed hours. Check that the teammate can pick up the conversation with its earlier context.
- Request an exception to the return policy. Check that the request reaches someone who can make the decision, with no premature promise.
- Send a request after hours. Check the acknowledgement, the follow-up route, and whether the next shift can find it.
If two people run your store, have the person who did not configure the tool handle the test request. They should be able to tell what the customer wants, what has already been explained, and what needs to happen next.
Separate routing problems from staffing problems. A request that reaches the right inbox but sits unread needs a clearer owner. A request that arrives without useful context needs a better information-gathering step. Those fixes are easier to make while you are still testing a narrow workflow.
