
Decide where a conversation should go next
Opening hours and booking instructions are reasonable candidates for automation when the answers are current. An exception to a refund policy or a customer who remains confused may need a person. A useful AI deployment needs both paths.

Divide common inquiries into three groups
Start with questions your team already receives. Sort them into answer directly, ask for clarification and pass to a person. This is easier to review than a large collection of rules built without reference to actual work.
For example, an approved opening-hours answer can be delivered directly. An appointment inquiry may need a preferred date. A request for an exception should go to someone authorized to decide it. Adapt the examples below to your own operating rules.

Agree which facts the AI can use and which decisions remain with staff. More conversational fluency does not give a system authority to make a new business commitment.
Assign an owner and an absence plan
A handoff destination is not useful if nobody watches it. Name a primary owner, a backup and the place they will check. Small teams benefit from clarity here because one absence can otherwise leave the entire process unattended.
Write a separate after-hours response. Promise an immediate reply only when someone can provide it. State a realistic availability window or the next appropriate contact route instead of giving reassuring language the team cannot fulfill.
Test this on the channel chosen for the pilot. A documented handoff feature does not prove that staff will notice its notification in their everyday workflow. Start with one channel, then expand after ownership works.
Pass enough context to continue the conversation
The receiving person should understand the original question, what has already been said and what remains unresolved. Relevant booking preferences or product details may help; unrelated customer information usually does not.
Use fictional details during evaluation. Check what the receiving person can see and who else has access before bringing real customer information into the workflow. Treat data access and retention as concrete account questions, not assumptions about the product name.
After the person responds, decide whether the approved knowledge needs updating. A repeated basic question may reveal missing information. A repeated request for an exception may correctly belong with a person every time.
- Recognize: distinguish available answers from human decisions.
- Explain: tell the customer the next step and realistic timing.
- Transfer: pass the request, prior answer and unresolved point.
- Close: confirm follow-up and update approved information when needed.

Test difficult scenarios before launch
Include ordinary inquiries alongside “I want a person,” “that did not answer my question,” and an after-hours request. Fictional scenarios are enough; there is no need to reproduce a real customer's private problem.
Write the expected behavior before running each case. Useful criteria include avoiding an unauthorized exception, escaping a repeated-answer loop and directing the issue to the right owner. Setting the criteria first makes evaluation more consistent.
Record whether the receiving person had enough information to act. A transfer that technically arrives but requires the customer to explain everything again still needs improvement. Review the information passed and how the staff member sees it.

Frequently asked questions
Does frequent handoff mean the pilot failed?
Not necessarily. Passing judgment calls correctly can be the intended outcome. Repeated escalation of simple questions may instead suggest missing or unclear knowledge.
Can we assume language support means reliable local answers?
No. Test the vocabulary, tone and ambiguous requests your customers actually use. A broad language claim does not replace checking your specific workflow.
